What should an inbound voice agent answer, and what must it hand to a person?

An inbound voice agent should answer the routine calls a front desk takes all day: opening hours, location, services, what to bring, and taking a callback or booking request. It must hand to a person anything urgent, clinical, legal or about money, any complaint, and any caller who asks for a human, with a short summary so nobody has to ask again. It should say it is automated when asked and never promise a time it cannot see in the calendar.

The script matters more than the voice. Most of the work is deciding, before the first call, what the agent may state, what it collects, in what order, and the exact words it uses to pass a call on.

How it works

  1. List the calls that repeat

    Take a week of calls or front-desk notes and sort them: questions with a fixed answer, requests to book or change, and calls that need judgement.

  2. Write what it may state

    Hours, address, services, team, what to bring, how insurance or payment is handled. Everything else is outside its knowledge, and it says so.

  3. Fix the order of questions for a request

    Name, reason for the call, preferred day and morning or afternoon, then a callback number read back to the caller. One question at a time.

  4. Write the handover triggers

    Pain, bleeding or any urgency (the emergency number comes first), a request for a person, a complaint or refund, prices if they are not approved for the phone, and a caller it has not understood after two tries.

  5. Decide where the summary goes

    Each call ends with a summary and a reason for the handover, sent to an inbox or the helpdesk. Decide who calls back, and what the agent says when nobody is available.

  6. Test with real calls before launch

    Interruptions, background noise, accents, silence, callers who change their mind, and callers who ask whether they are talking to a machine.

What it costs to run

A voice agent is usually billed per minute by a voice platform that bundles speech recognition, the model and the voice, plus the phone line and a monthly fee per number. These are list prices from the vendors' pages for US numbers; other countries cost differently, and silence or hold time on a connected call is billed too.

What we learned building it

From the script of our own demo phone line for a fictional clinic (Aurora Dental, Miami), written in September 2026. The line has not taken real calls yet, so these are design decisions, not results.

It takes a request, never a time
The assistant cannot see the calendar, so it collects name, service, insurance or self-pay, a preferred day and morning or afternoon, reads the callback number back, and says the team will call to confirm an exact time.
Urgency comes before everything
If the caller mentions pain, bleeding, swelling or a broken tooth, the first sentence is the emergency number, then the handover. It gives no clinical advice.
Every handover carries a reason
After each call the system records whether it was a booking request, the service, the preferred time, the callback number, whether it was urgent, and one handover reason: none, urgency, asked for a person, complaint, price question or unclear.
Collect less
The script forbids asking for dates of birth, home addresses or medical history. What the team needs to call back is enough.

When it is not worth it

  • If the phone rings a few times a day and someone is there to answer, voicemail and a quick callback are simpler.
  • If most calls need judgement (quotes, diagnoses, negotiations), the agent will hand over nearly every call and add a step for the caller.
  • If nobody will call back the requests it takes, it only moves the missed call somewhere else.

Questions

Will callers know it is not a person?

They should. The opening line can say it is an automated assistant and whether the call is recorded, and it should never claim to be human when asked.

Can it transfer a call to someone live?

Most platforms can transfer when someone is available. On Retell, the agent fee stops after the transfer and only the phone line keeps charging. Decide what happens when nobody picks up: usually a callback request with a summary.

Can we keep our existing number?

Usually yes: the existing number forwards to the agent, or the business connects its own carrier. Retell, for example, lists no monthly charge for custom numbers.

What about medical or legal questions?

The agent does not answer them. It gives the emergency number when there is urgency and passes the call to a person with a summary.
